Rigidity is a silent enemy in this industry. When everything comes down to following manuals to the letter, we lose the ability to respond swiftly to the situations that truly matter. How can you provide exceptional service to a guest whose flight has been delayed if check-in policies are inflexible? How can you turn a complaint into an unforgettable experience if all we think about are budget limits rather than the value of a satisfied guest? In hospitality, the best decisions are almost never made in an office, but in front of the guest, with flexibility and sound judgement.
