It happened to me years ago, when I was looking into why certain guests returned while others, despite an impeccable smile and a seamless check-in, never came back. That led me to a question that still stays with me today: when does a guest truly feel they made the right choice? We sometimes think that moment comes later, perhaps upon waking after the first night or tasting one of the house dishes. But over time, I have discovered that this moment comes extraordinarily early—much earlier than we think—and that it radically shapes the guest’s relationship with our hotel.
That moment has a name: Time to First Value (TTFV). And although it originated in the software world, I am becoming more convinced every day that it is a critical concept for modern hospitality. In an industry where customer patience is increasingly limited, where immediacy has moved from being an expectation to an acquired right, it is not enough to offer quality; we must deliver perceived value as soon as possible. Because guests do not buy beds or breakfasts: they buy outcomes. They buy a solution to a problem, a need or an emotional state. They buy the promise of feeling better than they did before walking through our door.
