The connection between employee experience (EX) and customer experience (CX) in hospitality is not broken—it is poorly designed into the operating model. When hotels demand excellence without reviewing decisions, staffing ratios and processes, the pressure is passed on to employees. This article explores how hospitality leaders can redesign the system by measuring operational friction and aligning culture, decision-making and working conditions to create a sustainable, profitable guest experience.

In Hospitality, we repeat a truth that no one questions: if the team is doing well, the guest notices. If employees are engaged, the experience improves. If we look after the Employee Experience (EX), the Customer Experience (CX) flourishes.

The curious thing is that, even though we know this, the day-to-day reality of many hotels does not reflect that conviction.
