For years, in strategic meetings, I have heard the phrase, “our brand is our differentiating value.” And whenever someone says it without batting an eyelid, my instinct is to return the question: “And what, exactly, is your brand promise?” Because a hotel brand is not a logo at the entrance, an Instagram campaign, or even a name etched in the guest’s memory. A brand is a commitment that is either lived or broken. As simple as that. As complicated as that.
I have seen hotels promise “sustainable luxury” while wasting water in uncontrolled jacuzzis, or claim that “every guest is unique” while sending automated replies to complaints on Booking. The problem is not intention, but consistency. Because in hospitality, more than in any other sector, the guest experiences the brand through all the senses: from the receptionist’s tone of voice to the texture of the bed linen.
