When Your Hotel Team Can’t Explain What Makes Your Property Special

In hospitality, repeating what makes a hotel unique is not enough. When employees truly experience the hotel story and share it authentically, guests can feel what makes every detail special.

There are days when hospitality becomes a mirror reflecting our contradictions. You think you have explained everything: the essence of the project, the story behind every decision, the reason for every detail that sets the hotel apart. You have shared it in meetings, training sessions, internal brochures, emails and even in impromptu corridor conversations. And yet, a guest asks something as simple as: “what makes this hotel special?”, and the waiter responds with an “I don’t know” or a shrug.
At that moment, I confess, I am overcome by enormous frustration. Because behind that empty response lie months, sometimes years, of work to give the hotel a clear identity. You feel as though you have been preaching in the desert. And however much you try to remain calm, the truth is that it hurts to see that the message, repeated ad nauseam, has still not truly sunk in.
