Some time ago, we welcomed a couple who had booked a short stay to celebrate an important occasion. The check-in was complete, payment was properly guaranteed, and the room had been assigned according to the booked category. From an administrative perspective, the reservation was flawless. Yet, just minutes after arriving, the guests asked about a dinner which, as they recalled, they had discussed with the hotel by phone. They had also explained that they needed a particularly quiet room and that one of them would arrive tired after medical treatment. None of this appeared anywhere the Front Desk team could see it.

The conversation had indeed taken place. Someone had listened, advised, reassured them and helped ensure the reservation was confirmed. The hotel had done the most difficult part well: building enough trust to turn uncertainty into a purchase. Then, the process turned that story into a record containing a name, dates, rate, category, occupancy and payment method. We retained the transaction and lost much of the decision-making that had made it possible.
