For years, the guest experience in hospitality has been filled with appealing phrases and well-intentioned concepts. Removing friction, delighting the guest, putting the customer at the centre. All of that is true… and, at the same time, insufficient. Because when budgets are tight, teams are stretched and the market’s patience is wearing thin, those ideas do not help us decide what truly deserves our daily attention.
In hospitality, something similar happens to what occurred previously in other sectors: we adopt narratives that sound good at conferences or on LinkedIn, but do not always align with what guests truly value. While we debate abstract concepts, customers make their decisions quietly through their bookings, repeat stays and reviews.
