Hotel Guest Experience Myths: Beyond Customer Service

In hospitality, customer experience (CX) is far more than delivering good customer service. It spans the entire guest journey, from booking to check-out and every interaction in between. Yet common myths still limit hotels’ ability to create memorable stays. Viewing CX as the responsibility of one team, relying on technology alone or reducing it to a smile at reception are misconceptions the industry must move beyond. Guest experience is a collective, ongoing effort that requires strategy, empathy and continuous improvement.

When we talk about customer experience (CX), it is common to encounter misunderstandings and oversimplifications that limit its true scope. People often associate CX solely with customer service or reduce it to superficial interactions, overlooking its full strategic dimension. Customer experience is, in fact, the sum of perceptions and emotions that emerge throughout a guest’s entire relationship with a hotel or brand, from the first touchpoint to long after their stay. But what lies behind the most common misconceptions about CX, and how can we address them properly in hospitality?
One recurring mistake is to think that "customer experience is just customer service". Nothing could be further from the truth. While service is a fundamental pillar, CX encompasses the entire guest journey, from booking through check-out, including every small interaction guests have with our brand. From the usability of our website to the comfort of our facilities, everything affects the experience. In short, CX is much more than answering questions or resolving problems at the front desk. It is about designing consistent, personalised and memorable experiences that resonate with every guest. As I often say: "CX is an orchestra, and every interaction is a note. If even one note is off, the entire melody loses its harmony."
