Guest loyalty has long been one of those concepts we all believe we understand, yet when we try to define it precisely, it becomes elusive. We have associated it with repeat bookings, points programmes or positive reviews. And yet, the more deeply we explore the subject, the more we discover that it is a complex emotion, full of nuances. It is not binary. It is not automatic. And it is certainly not permanent.

I have been fortunate —and challenged— to manage hotels with very high repeat-guest rates. At times, we took pride in this, believing that loyalty was guaranteed. But all it took was a shift in expectations, a small mistake or an unresolved negative experience for that same guest to disappear. As hoteliers, we cannot afford to become complacent. Today, I want to share the key lessons I have learned about the factors that foster genuine brand loyalty in hospitality and how we can cultivate it with greater emotional and strategic intelligence.
