Today, we will take a closer look at active, two-way communication, a fundamental aspect that goes far beyond the booking and check-in stages. Why? Because guests value consistent, personalised communication throughout their entire experience journey, from the first contact through to post-stay follow-up.
Effective communication becomes a powerful loyalty-building tool when it is based on proactivity and active listening. According to a Medallia study, the response rate to post-stay surveys is 60% when they are sent within the first 24 hours, demonstrating the value of prompt follow-up. This tells us that guests are willing to share their feedback when they see a genuine interest in listening to them. Therefore, a hotel that prioritises ongoing communication before, during and after the stay is well positioned to build a strong, lasting relationship with its guests.
Strategies for Active, Two-Way Communication
Implementing an effective, two-way communication strategy requires a planned approach at every stage of guest interaction. Here, I outline a set of practical tactics that help strengthen the connection and improve the guest’s perception of the experience:1. Pre-Stay Communication: Preparation and Anticipation
The first interaction should offer added value before the guest arrives at the hotel. This moment is crucial for setting expectations and extending a warm welcome.- Personalised Booking Confirmation: Rather than sending a simple confirmation email, personalise it. Include details about the room type, exclusive services and upgrade options.
- Pre-Arrival Welcome Message: Make sure to send a welcome message one or two days before arrival. You can offer relevant information such as the weather forecast, local activities or dining recommendations.
- Invitation to Personalise the Stay: Use this message to invite the guest to personalise certain aspects of their stay. Whether it is a specific pillow type or a minibar preference, these details help guests feel that they are genuinely expected.
2. Communication During the Stay: Staying Connected and Exceeding Expectations
Once the guest is at the hotel, communication should focus on ensuring a seamless experience and resolving any issues that may arise.- Proactive Check-In: Support the guest throughout the check-in process. Ask whether everything is in order in the room or whether they have any specific preferences that may not have been taken into account.
- Real-Time Satisfaction Surveys: Implement brief surveys, preferably in digital format, to obtain prompt feedback on satisfaction at different points during the stay. This makes it possible to act immediately if an issue or unmet need is identified.
- Follow-Up on Room Service or Special Requests: When a guest places a room service order, send a confirmation message with the estimated delivery time. This small gesture demonstrates care and professionalism.
- Extra Touches to Delight Guests: Consider small surprise touches that can enhance the guest experience. This could be a personalised note with local recommendations or a small complimentary amenity.
3. Post-Stay Communication: Maintaining the Relationship
At the end of the stay, the communication cycle should not come to a close. Maintaining an active connection after the visit is essential to encouraging guests to return and recommend us.- Quick, Targeted Satisfaction Survey: Send the satisfaction survey within the first 24 hours after the guest’s departure, as this improves the response rate. Include questions about specific aspects such as housekeeping, check-in or the service received.
- Personalised Thank-You: A thank-you message that reflects particular aspects of the stay—for example, mentioning a service the guest enjoyed—makes a difference. This small gesture creates a sense of connection and genuine appreciation.
- Exclusive Offers for Future Stays: Include an invitation to return to the hotel with an exclusive offer or discount for the guest’s next stay. This not only encourages repeat business, but does so in a personalised and welcoming way.
- Follow-Up for Further Feedback: After a few days or weeks, contact the guest to gather additional feedback. A HubSpot study shows that customers who feel heard are 33% more likely to become loyal customers.
- Automation Without Losing the Human Touch: Use technology to automate welcome messages, confirmations and surveys, but make sure these messages are personalised and retain a human touch. For example, an automated message that mentions the guest by name and refers to details from their previous stay.
- Training Staff in Active Listening: Teach your team to listen with empathy and identify guests’ verbal and non-verbal cues. A guest who feels genuinely heard and valued is twice as likely to return.
- Continuous Feedback Analysis: Collecting feedback is not enough; it is essential to analyse it continuously. Implement a system to categorise comments and identify patterns. For example, if several guests mention an issue with housekeeping, action must be taken immediately.
- Flexibility Across Communication Channels: Guests have different communication preferences. Some prefer email, while others prefer text messages or WhatsApp. Offer different options and adapt the channel to the guest’s preference to maximise communication effectiveness.
